Redesigning how BILL surfaces and resolves failed and returned payments — so a bounced vendor payment gets caught and fixed before it becomes a support call.

Remediable Payments came to customers as a silent failure. A payment would bounce — an invalid bank account, an undeliverable check, insufficient funds — and the customer often found out days later, buried in a "Failed" tag with no clear next step. This pattern was driving over 12,000 support contacts a month.
We rebuilt the model around one rule: every failure gets a consistent "Needs Attention" state with a clear, in-context way to fix it. That reshaped the Payments Out page, the status system, and a new "Fix Now" resolution flow — and cut monthly support contacts by 41%, while increasing successful payment reissuance by 53%.
I led design end-to-end over six months, from problem framing through the shipped experience.
